Original job description

ABOUT CARRUS
Carrus builds the management software that auto parts distributors, wholesalers, and repair shops across Eastern Canada run their business on - from electronic parts catalogues and pricing to inventory, invoicing, and accounting. Since 2002, Carrus has served the automotive aftermarket with software its customers rely on at the counter every day.
You’ll find Carrus a great place to work if you want real ownership over how a team runs and work whose impact customers feel the same day. Carrus is part of Valsoft’s ecosystem of 150+ vertical software companies, giving you the stability and resources of one of Canada’s fastest-growing companies with the feel of a focused, close-knit team.
THE ROLE
We’re looking for a bilingual Customer Support Lead to run Carrus’s support team day to day. If you enjoy solving problems with customers over the phone, coaching the people around you, and owning the results of a team, this is the right role for you.
You’ll be responsible for autonomously improving upon our support system. You’ll work on identifying and implementing processes and workflow improvements to ensure team responsiveness and customer satisfaction, while also being encouraged to automate bottlenecks while maintaining service standards. You’ll be responsible for training and mentoring a customer service team, helping them improve and prioritize queues and workflows for seamless performance. You’ll learn our technology stack and build customer relations, being able to handle and resolve customer issues and escalations autonomously as well.
You’ll report to the Director of Product and Support and work closely with Product, Development, and Onboarding. You’ll take over the team’s daily queue reviews and KPI routines and build the support playbook from there: the knowledge base, runbooks, response templates, and the Jira workflows and SLAs that keep the queue moving.
You’ll thrive in this role if you stay calm under pressure, lead by example, and would rather fix the root cause than solve the same ticket twice. You’ll be measured on quantifiable metrics in your control: ticket backlog, average resolution time, customer satisfaction and response times.
WHAT YOU’LL DO
- Develop and continuously improve the organization’s processes and workflows on managing support tickets, from collecting and tracking key data for KPIs, to the development of automation playbooks.
- Coach and mentor a team of support agents on best practices to increase ticket resolution rates and increase customer satisfaction.
- Lead the team day to day - ensure coverage during business hours, run daily huddles and one-on-ones, and set and model the standard for prompt, thorough resolution.
- Carry a share of the ticket queue, particularly on high-priority issues - take inbound calls and requests in French and English.
- Triage and prioritize the queue alongside the support team so urgent issues are resolved first and keep backlog and response times within agreed targets.
- Escalate bugs to Product and Development with clear, reproducible detail, and follow them through to resolution.
- Lead customer communication during outages, problem releases, or other escalations, and run the follow-up afterward or ensure appropriate ownership and accountability from the team.
- Co-develop the knowledge base alongside developers and product owners, and build and maintain internal runbooks and response templates.
- Own the configuration of Jira Service Management, including categories, workflows, and SLAs.
- Partner with Onboarding on a clean handoff to support for every new customer.
- Track and report team performance and the top drivers of ticket volume to the General Manager.
- Handle support-related issues involving customers through their IT partners and through Carrus’s technology vendors.
WHAT WE’RE LOOKING FOR
- 3+ years in B2B software support, including at least 2 years formally leading or supervising a support team.
- A track record of measurable improvement, such as reducing backlog, raising CSAT, or cutting repeat tickets.
- Fluent in French and English, written and spoken.
- Experience in a phone-based or call-centre support environment, supporting business-critical software such as ERP, POS, inventory, or dealer/shop management systems.
- Strong hands-on troubleshooting across installs, hosted environments, user permissions, POS hardware and printers, and basic networking.
- Experience configuring and running a ticketing platform such as Jira Service Management, Zendesk, or Freshdesk.
- Calm, clear communication with both frustrated counter staff and business owners.
- Self-motivated and able to lead a team effectively in a remote environment.
Nice to have
- Experience in the automotive aftermarket, such as parts distribution, a warehouse distributor, or a JMS vendor.
- Familiarity with supplier integrations, EDI, and electronic parts catalogue data.
- Basic SQL for investigating data issues.
